Every title we cover

A service desk is the part of your technology organization that every employee meets, usually on a bad day. Hiring for it is different from hiring engineers because the work is judged by how a frustrated person feels at the end of a five minute call, not by an architecture diagram. The roles in this family run from Tier 1 analysts who reset passwords and restore access to accounts, through Tier 2 and Tier 3 analysts who own the harder device, identity and server problems, to bilingual analysts, clinical service desk analysts and the supervisors who keep a queue honest. Buyers usually come to us after the desk has become a reputation problem: tickets reopen, escalations arrive with no notes, or the one person who knew everything has left.

The first decision is tier structure, and it should come before any search. A Tier 1 hire who is expected to close problems that belong at Tier 2 will fail, and a Tier 3 hire parked on password resets will leave. We help you write down what each tier may close, what it must escalate, and what evidence of competence you will accept at each level. Tools shape the profile too. A desk running ServiceNow, Jira Service Management or Freshservice needs people who write ticket notes another analyst can act on, and a desk supporting a Microsoft 365 and Entra ID estate needs working familiarity with Active Directory, multi-factor authentication resets and Intune enrollment issues. Shift pattern, language coverage and the regulatory setting then narrow the pool further.

What we screen for

  • Certifications and tools

For Tier 1 we look for CompTIA A+ or equivalent hands-on proof, plus real time in a ticketing platform. For Tier 2 we add Network+ and day-to-day exposure to Intune, Entra ID, VPN and group policy. For Tier 3 we look for Microsoft 365 Administrator (MS-102) or Endpoint Administrator (MD-102) knowledge, Windows Server and PowerShell. We ask candidates to describe how they used the tools, because a certificate with no ticket history tells you very little about the desk.

  • Ticket writing sample

We ask for a redacted or invented ticket history showing how the candidate documents a problem, the steps tried and the handoff. Good notes state the symptom, what was checked, what changed and what the next person should do first. Bad notes say fixed or user error. This one exercise separates analysts who will make your queue easier to run from those who will make it harder.

  • Live scenario on the phone

We run a short scripted call with a stressed caller who cannot sign in before a meeting. We listen for whether the candidate verifies identity before acting, keeps the caller informed, and knows when to stop troubleshooting and escalate. Tone matters, but so does security discipline, since social engineering of help desks is a routine attack path.

  • Red flags

Candidates who count call volume as their only metric, who cannot explain why they escalated a ticket, or who blame users in their stories deserve a second look. Frequent moves between desks every few months, with no step up in scope, point to either weak performance or a poorly run environment, and we ask which. Anyone who skips identity verification in the scenario is not ready for a desk that handles account resets.

Where we find them

Tier 1 talent rarely announces itself through polished resumes. We source from retail technology counters and repair benches, contact centers where the agent has taught themselves the tools, community college and certificate program graduates, and military technicians leaving service with real hardware and network experience. Each background has a known gap we plan for. Contact center agents have call control and need technical depth, while bench technicians have depth and need patience with the phone.

Higher tiers are mostly promoted from within other desks, so we work from the Tier 1 and Tier 2 analysts we already know and from referral conversations with people we have placed. Bilingual and clinical candidates are reached through language communities, hospital adjacent employers and healthcare staffing alumni, described by background type rather than by name. Supervisors come from lead analysts who have run a shift and handled a difficult staff conversation, which we confirm in reference calls.

How a Service Desk and Help Desk search runs

We begin with a working session on your desk: queue volumes you can describe, hours of coverage, languages, the ticketing tool, and which problems currently escape to engineers. From that we write a one page scorecard per tier and agree what a strong call, a strong ticket and a strong escalation look like. You then see a small slate of screened candidates, each with the ticket writing sample and call scenario notes attached, so your interview time goes to judgment rather than basics.

We are candid when the market is thin for what you want, for example a bilingual Tier 2 with overnight availability, and we show you which requirement to relax and what you trade by doing so. Offers are discussed against current conditions we observe in conversations, not against a rate card. If you are weighing contract or contract-to-hire for a Tier 1 expansion, we say so early and explain the terms that will be agreed in writing before a start date.

What happens next

Questions about this search

When will we see a shortlist?

We agree the search plan after checking your requirements for certifications and tools and ticket writing sample, rather than promising a date before the brief is clear. For Tier 1 we look for CompTIA A+ or equivalent hands-on proof, plus real time in a ticketing platform.

What if a candidate gets a counteroffer?

We ask what would make someone leave work involving certifications and tools, and what could make them stay. Before you invest in interviews, we discuss whether your offer changes the problem they want to leave, including the responsibility for live scenario on the phone.

Should this role be remote or on site?

Experience with certifications and tools and ticket writing sample does not settle the location question. Tell us what access and supervision the work needs, including who owns decisions about live scenario on the phone, so we approach people who can accept the arrangement.

How will you check fit before we interview?

For Tier 1 we look for CompTIA A+ or equivalent hands-on proof, plus real time in a ticketing platform. For Tier 2 we add Network+ and day-to-day exposure to Intune, Entra ID, VPN and group policy. We ask for a redacted or invented ticket history showing how the candidate documents a problem, the steps tried and the handoff.

How does the fee work?

No upfront fee. You pay only if you hire. Agree the fee and the responsibilities covering certifications and tools and ticket writing sample in the recruiting agreement before the search proceeds.

What if the hire does not work out?

We offer a candidate replacement guarantee on standard search agreements. The applicable period and exact terms are set out in the signed client recruiting agreement. Make sure the agreed scope includes what you expect of live scenario on the phone, rather than leaving that discussion until after the start.
